A adoção da Inteligência Artificial nos Call Centers tem transformado a interação entre empresas e clientes, promovendo ganhos em eficiência operacional e satisfação. Este estudo investiga os impactos dessa transição, analisando como a automação pode melhorar o atendimento sem comprometer a experiência humana. O objetivo é identificar o modelo ideal que equilibre tecnologia e interação humana para garantir um serviço eficiente e satisfatório. A pesquisa se justifica pela necessidade das empresas de otimizar custos, sem perder a personalização do atendimento diante da digitalização crescente. A metodologia inclui análises estatísticas de dados operacionais e pesquisas qualitativas com clientes e líderes empresariais. Foram examinados indicadores como Net Promoter Score (NPS) e entrevistas exploratórias para entender percepções sobre automação e seus impactos na experiência do consumidor. Os resultados indicam que, embora a Inteligência Artificial e os canais digitais aumentem a eficiência, muitos clientes ainda preferem a interação humana para questões complexas. A automação total pode comprometer a satisfação quando não há uma transição fluida para um agente humano em situações que exigem empatia. O estudo conclui que modelos híbridos, que combinam Inteligência Artificial para triagem com suporte humano, é a abordagem mais eficaz. A melhoria contínua dessas tecnologias pode elevar a experiência do cliente sem perder o fator humano. O futuro dos Call Centers depende da integração entre tecnologia e empatia, promovendo um serviço resolutivo e centrado no cliente.
The adoption of Artificial Intelligence in call centers has transformed interactions between companies and customers, driving gains in operational efficiency and satisfaction. This study examines the impact of this transition, analyzing how automation can improve customer service without compromising human experience. The objective is to identify the ideal model that balances technology and human interaction to ensure efficient and satisfactory service. The research is justified by the need for companies to optimize costs while maintaining personalized service in an increasingly digital landscape. The methodology includes statistical analyses of operational data and qualitative research with customers and business leaders. Key indicators such as the Net Promoter Score (NPS) were examined, along with exploration interviews to understand perceptions of automation and its impact on customer experience. The results indicate that while Artificial Intelligence and digital channels enhance efficiency, many customers still prefer human interaction for complex issues. Full automation can reduce satisfaction when there is no seamless transition to a human agent in situations requiring empathy. The study concludes that hybrid models, combining Artificial Intelligence for triage with human support, are the most effective approach. Continuous improvement of these technologies can enhance customer experience without losing human touch. The future of call centers depends on integrating technology and empathy to provide efficient, problem-solving, and customer-centric service.
